Turn 05 - the promise

What a sentence is worth

A chat reply is written by one person, in real time, in a box that is not the contract. Almost every standard-form agreement says that no member of staff may vary its terms - which does not make a reply worthless, but does decide which of the four kinds of sentence it is.

Direct answerFour kinds of sentence appear in a support chat: a statement of fact, a promise of an action, a credit, and a decision. Only a credit and a decision move anything, and a credit only counts once it is on the account with the reference attached. The terms almost always say that no member of staff may vary them, which is why a reply is evidence of what you asked rather than a rewrite of the agreement.

The four kinds of sentence

kind 01

A statement of fact: check it, do not rely on it

“Your withdrawal is in the payment queue.” That is a description of a state, and the state can be checked independently on the account. When a statement of fact and the account disagree, the account is the record the operator’s systems keep, and the statement was a person reading a screen.

This is not an argument for distrust so much as an argument for checking: a state is the easiest thing in the world to verify, and the cheapest thing to get wrong.

kind 02

A promise of an action: worth what the queue does

“I will pass this to the team that can look at it.” The action is real and the outcome is not committed. The value of the sentence is that it creates a dated record that the request was made and acknowledged, which is what a later reader needs - and it is why the reference matters more than the reassurance.

Ask for the reference number in the same message, and the promise becomes checkable.

kind 03

A credit: money, when it is applied

“I have applied a 15.00 goodwill credit.” That one is money, and it is the only sentence on this page that is verifiable in the balance within minutes. It arrives inside the first line’s ceiling on this sample, which is why an agent can say it and mean it.

Anything above the ceiling is not a credit yet; it is a case.

kind 04

A decision: an amount, a date and a reference

“The 40.00 has been refunded and will reach you on 3 October.” That is a decision, and it has all three things a decision needs: an amount, a date and a case. A sentence without those three is a plan; a sentence with them is something a later reader can hold the operator to.

See how to ask for the form of message that produces this kind of reply.

What the terms do with a reply

The clause that usually applies

Standard-form gambling terms carry a clause stating that the agreement may only be varied in writing by the operator, and that no member of staff is authorised to vary it. Its purpose is to stop a chat from rewriting a bonus condition, which is a different thing from stopping a credit from being paid.

What that leaves standing

Three things: a credit that was actually applied, a decision with an amount and a date, and the transcript itself. The first two are performance, the third is evidence - and the terms cannot delete any of them, which is why the record is worth asking for.

A promise priced against the ceiling and the cost of the contact that produced it a chat contact, 9.0 agent minutes 3.15 a goodwill credit at the first line ceiling 15.00 against the marginal contact 3.79 contacts against the all-in average of the desk 2.62 contacts the same promise above 750.00 instead becomes a case a case is not a credit and has no amount until it is decided so a reply is worth what has been applied, and nothing more one applied credit in 25 contacts 480 / 12,000 = 4%
What to ask for, in one line. Ask for the amount, the date and the reference. A reply that has all three is a decision; a reply without them is a position, and the transcript will show which it was.
