The ceiling at each level

A goodwill credit is not a favour, it is a decision made inside a limit. On the sample desk the first line may give away 15.00, the second line 150.00 and a case owner 750.00, and the limit at each level is set by how much evidence that level can actually see.

The first line: 15.00, because the screen is enough

A credit of 15.00 can be justified from the account screen alone: what the balance is, what the last three movements were, whether a bonus was in play. Two checks, three minutes of an agent’s time, and a decision that is inside the desk’s own evidence.

Raise the ceiling and the agent would be deciding on evidence they cannot see, which is how a desk ends up paying for things it cannot explain later.

The second line: 150.00, with one document further

The payment file or the bonus ledger is what turns a state into a story, and it is what licenses a ceiling ten times higher. It is also a slower decision: 11 minutes of a team leader’s time at 24.00 an hour is 4.40, against 1.05 for the first line’s three minutes.

That ratio is the point of the ladder: the decision gets 10 times larger and about four times more expensive to make.

The case owner: 750.00, and then the desk stops

Six records, including the finance queue’s copy of the payment, and a day and a half of elapsed time. Above this figure there is no ceiling to raise, because the next step is not a bigger credit but a decision that has to be recorded as a case - which is the same step a reader would take if they disagreed with the answer.

A credit is not a finding

A goodwill credit is paid to close a question, not to admit a rule was broken. That is why the amount is small, why it is capped at the level that can see the evidence, and why it does not change the terms.

A waiver is not a payment

Waiving a condition on bonus credit changes a rule rather than moving money, and it is the only gesture an agent can make that costs the desk nothing today and something later.

A gesture is not a credit

Spins or a ticket are valued by the team that issues them rather than by the desk, and their cost is a marketing cost rather than a service cost.

  1. Ask for the decision that matches the evidence, not the largest number in the ladder.
  2. Ask for the amount and the reference, so the credit is attached to the case rather than to the conversation.
  3. Keep the difference between a credit, a waiver and a gesture clear, because only the first is money.
  4. If the amount needed is above 750.00, stop treating it as a support request: it has become a case.
Why a ceiling is not stinginess. The ladder exists so that the size of the decision matches the evidence behind it. An agent with a 750.00 ceiling and a three-field screen would be guessing, and a guess that pays out is indistinguishable from a promise the operator has to honour.
